Microsoft CCI Adds AI to Existing Contact Centers in Preview

Microsoft previews AI self-service and quality tools for existing contact centers. Real-time evaluation and some operations capabilities remain forthcoming.

Adding agents without replacing the contact center

Microsoft announced the public preview of Contact Center Intelligence on October 21, 2026. CCI adds AI self-service, quality and analytics through connectors to existing contact-center systems rather than requiring a complete platform replacement. Customer-facing voice and chat agents can be configured through Copilot Studio's Customer Conversation harness, with escalation to human representatives.

This is a preview, not general availability. Historical-conversation quality evaluation is described as available, while real-time evaluation, coaching and the Service Operations Agent remain forthcoming. The announcement excludes Austria from the global preview. Customer comments are vendor-presented accounts, not independently validated average outcomes.

Include the integration bill

Agentic capabilities use consumption-based Copilot Credits. Existing providers may separately charge for API access or voice-channel licenses. Buyers should test one support workflow for data permissions, preserved handoff context, human fallback and actual resolution—not just a convincing voice. Recheck tenant eligibility and supported integrations, and do not budget for planned features as if they were already included. A small pilot can reveal where migration avoidance genuinely helps and where integration work remains.
